        Previous studies offered inconsistent empirical results for the influence of customer participation on service satisfaction. One possible explanation for this inconsistency is that existing conceptualizations of customer participation do not clearly differentiate the distinct roles of customer participation in service. To address this gap, Dong and Sivakumar (2015) have proposed an updated classification for customer participation based on “output specificity,” which refers to the degree to that the nature of the output is influenced by the person who provides the resource. The output of the customer participation can either be “specific” or “generic”. The “specific output” is defined as the expected service outcome can be idiosyncratic depending on whether the service is provided by the customer or the employee. In contrast, “generic output” refers to expected service outcome is well defined regardless of whether it is delivered by the service provider or the customer. How output specificity of customer participation influences service satisfaction still lacks of empirical examination.

        The costs associated with law enforcement have seen a sharp increase, driven by rising personnel costs and the growing demand for policing services (Gascón, 2010; Urban Institute, 2020). Considerable discussion has arisen about how science can potentially help law enforcement “do more with less”, and some scholars have suggested introducing new crime control technologies to address this problem (e.g., Roach, 2022; Weisburd & Neyroud, 2011). With the onset of the COVID-19 pandemic, police departments around the world had additional demand, as they were made responsible for overseeing and ensuring compliance with COVID protocols. As a response, some countries (e.g., Singapore and China; Barrett, 2021) resorted to employing service robots either alongside or in place of police officers to assist with COVID-related compliance tasks.

Notably, workers at residential aged care services are susceptible to workplace stress (Biggins, 2019) due to the long hours, low wages, and physical and emotional demands of helping the elderly and incapacitated (Proust, 2019). This poses challenges for the industry to manage the welfare of its employees.

        The focus of this paper was on the establishment of a service design model for digital fabrication. Service design processes and tools were used to identify problems of current digital fabrication systems. Augmented reality was deployed to substantiate two-dimensional information by combining it with digital fabrication equipment to enhance interactivity and engagement. The fuzzy Delphi method was used to consult the expert’s opinions to optimize the model for increasing overall system satisfaction. A two-dimensional quality questionnaire was designed to survey the participant’s opinions on the system’s satisfaction. The result indicated that the participants reacted positively to augmented reality and the service design model. The result of this paper was helpful for the exchange and diffusion of digital knowledge to strengthen people’s interaction with information. It can improve the efficiency of entire value chains, including product development, marketing and service, which is crucial to future innovative design and fabrication practice.

        Based on expectancy theory, this study examines the extent to which franchisees share innovative ideas within the franchise system as a function of their expectation that the ideas are adopted (success expectancy), and their belief that such effort benefits their own personal interests (valence) under different service industries. In addition, satisfaction is considered as an additional motivator that may promote the sharing of ideas. We argue how can the decision maker (franchisor) be aware and take advantage of unknown innovative ideas the franchisees may have.

        The use of AI chatbots in frontline customer service is beneficial as it can provide quick service responses, cost-saving on human employees and accelerate customers’ decision-making process. However, implementing chatbots can be a double-edged sword. On the one hand, companies benefit from the use of chatbots. On the other hand, it may hurt customer experience as customers perceive chatbots are less trustworthy and show less social presence. Service failures today have become more unpredictable with the increasing complexity of social environments. Aligning with the trends of online customer service, customers are most likely to encounter a chatbot when seeking online customer service to solve service failures. With most of the previous literature investigating customers’ perceptions of chatbots and chatbot-related service failures, little research has focused on the area where chatbots as service recovery agents and how customers perceive the use of chatbots handling their service requests after service failures.

        The Net Promotor Score (NPS) is one of the most well-known metrics for measuring customer loyalty. Originally designed by Reichheld (2003), the measure asks participants to rate their likelihood to recommend the brand on a scale of 0-10, after which respondents are placed into a ‘detractors’ group, ‘passive’ group or ‘promotors’ group. While the measure has attracted much attention due to its simplicity and ease of use, there has equally been much criticism of its reliability, nomological validity and how it is connected to business outcomes. Therefore, the current study aims to understand whether the NPS can be used to identify brand advocacy, and secondly, does the NPS work in a care-based, low switching service context. The study included three unique contexts: at home care, residential care and disability care. In total, there were 611 participants, all of which were based in Australia. A questionnaire was developed and administered to each group and included both quantitative and qualitative questions to understand the consumer experience. The findings supported NPS as an effective metric in a care-based, low-switching context for identifying positive customer advocacy. The implication is that the NPS can be used to track organizational performance; and the extended NPS allows organizations to understand and encourage (address) positive (negative) advocacy. In addition, suggestions for an ‘earned advocacy score’ were provided which may offer a more effective way of understanding consumer experience, while providing clearer, more detailed and more actionable data. The current study provides much needed insight for brand and care organizations to understand how the NPS might be used effectively to facilitate better brand outcomes.

        As environmental pollution and natural resource depletion are seriously threatening human beings’ well-being, consumers’ concern about environmental issues has substantially increased. Accordingly, increasing consumers consider themselves to be environmentalists and support environmental protection by consuming green products. In response, more and more firms follow the popular trend by conducting green marketing practices. As a result, green markets are demonstrating greater growth compared to conventional markets these days. On the other hand, advances in artificial intelligence (AI) and robotics are transforming the way of consumer-firm interactions in various industries including the green industry. More and more industries and firms adopt AI agents to replace or assist human employees. Deposit the pervasive and rapid nature of the transformation, however, we have limited knowledge of how the transformation of consumer-firm interaction influences green product marketing practices. Accordingly, the current research aims to investigate how the adoption of AI agents in green marketing strategies impacts consumers’ responses and further explore which mechanism underlying the process. To examine our hypotheses, we conducted a series of studies, and we collected the data through an online survey platform. Our findings demonstrated that consumers’ reaction was sufficiently different when they interact with AI agent compared to human agent in a green consumption context. Our findings contribute to enriching prior literature on green and AI by integrating each other and also provide practical implications for marketers in the related industries.

        NFTs are touted as revolutionary to market and monetize digital assets. However, critics have questioned NFT value, labeling it as fraudulent. Despite mixed reviews, various firms are leveraging NFTs as a value proposition for customers. In this study, using service-dominant (S-D) logic, we explore how NFTs can help firms in value co-creation and service exchange. We propose and test a conceptual framework using a multi-method approach -1) we investigate NFTs popularity using historical news articles spanning ten years, 2) we use a case study to examine business NFT use in value co-creation and service exchange, subsequently, proposing a conceptual framework illustrating such value exchange, 3) we test our conceptual framework by analyzing data from multiple sources, including surveys, online forums, social media, and transactions. Results from our study, provide business valuable insight into using NFTs as value co-creation and service exchange tool.

        Automation of frontline service encounters, or the replacement of frontline employees by technologies, is increasingly more common. This new service style, often called self- service, has attracted the attention of service providers who are looking to cut costs (Lin & Hsieh, 2007; Walker et al., 2002) and increase efficiency (Bitner et al., 2002; Curran et al., 2003; Dabholkar, 1996). On the other hand, a major disadvantage of self-service is that it puts the burden of service delivery on consumers (Lu et al., 2019). In other words, the introduction of self-service means a shift from consumers being served by frontline employees to their serving themselves by interacting with technologies. This means that consumers’ acceptance is key for self-service to be implemented successfully.

        Technology, for example, Personalized Technology Services (PTS), has groomed consumers to expect an integrated and personalized shopping experience regardless of the channels, such as websites, mobile apps, physical stores, etc. PTS refers to technologies that offer personalization functions to meet customer needs at the time of their shopping for a seamless experience. The purpose of this study is to investigate the role of retailer mobile apps’ PTS in consumers’ omnichannel shopping experiences by: (1) identifying PTS values specific to retail mobile apps for in-store shopping and (2) testing the PTS values – channel integration – consumer responses links based on Information Integration Theory (IIT). We first proposed that PTS via mobile apps holds various positive values. Second, we postulated four hypotheses: H1. PTS values enhance the integration of PTS values, H2. Integration of PTS values positively affects customer engagement, H3. Customer engagement positively affects customer satisfaction and H4. Customer engagement mediates the relationship between integration and customer satisfaction. Two web-based survey studies were employed with US consumers who had an experience with mobile app-mediated PTS offered by retailers. For study 1, a total of 239 US consumers participated in the survey. Study 1 identified five value dimensions of the app-mediated PTS: hedonic value, utilitarian value, self-efficacy, co-creation, and synchronicity. For study 2, a total of 373 US participants completed the survey. Study 2 confirmed the proposed structural model that PTS values positively affected channel integration which, in turn, positively influenced customer engagement and shopping satisfaction. Additionally, customer engagement partially mediated the effect of integration on shopping satisfaction. This study expanded the literature on omnichannel retailing by exploring consumer in-store shopping experience using retail mobile apps from PTS and channel integration perspectives. Practically, the study findings provided insights for marketers into how to design the retailers’ mobile apps to enhance the integrated shopping experience of consumers.

        An increasing number of companies are using service robots, such as physical robots and virtual chatbots, to interact with their customers. Service robots are autonomous agents with the purpose of providing services to customers by performing a variety of physical and nonphysical tasks (Joerling et al., 2019). Conceptual work has suggested that social robots will increasingly be used in the front line of service encounters (Gonzalez-Jimenez, 2018; Van Doorn et al., 2017). Real examples of the inclusion of these robots in retail settings already exist. For instance, some retailers use Softbank´s robot Pepper to greet and inform customers. Social robots such as Pepper can use their sensors and cameras to interpret customer reactions and adapt accordingly. Moreover, the robot can even make product recommendations based on the assessed customer´s mood, age, gender and, if available, purchase history (McKenna, 2018). Not surprisingly, there is a vast market potential associated with these robots, which is expected to grow to 87 billion by 2025 (BCG, 2017).

        Expressing political stances is not rare among service providers such as taxi drivers and chefs. For instance, in 2021, a restaurant owner angry at the death of U.S. soldiers during the evacuation of Afghanistan posted a sign on the front door telling Biden supporters to eat elsewhere (Miller 2021). Given findings from research on brand activism, consumers can be expected to have less favorable attitudes toward service providers who are more politically different from them. However, if service providers who are politically opposite are more competent than ones who are politically identical, would consumers still choose politically identical but less competent service providers? To our knowledge, no research has been conducted to examine what factors influence consumers’ choices between more competent but politically opposite service providers and less competent but politically identical service providers. To fill that gap, in our research, we examined the role of consumers’ political ideology (i.e., conservative vs. liberal) in making trade-offs between more competent but politically opposite service providers and less competent but politically identical ones.

        The rapid development of artificial intelligence technology has accelerated the promotion and application of service robot in the market. Although technology has provided service robot with increasingly autonomous functions, more research is needed on how service robot with different levels of autonomy affects customer satisfaction in the hospitality industry. Guided by affordance theory, the study examines whether service robot operational and decisional autonomy would have effects on customer satisfaction and explored explanatory mechanism. Adopting an experimental vignette method (EVM), the study reveals that direct effect of service robot operational autonomy and indirect effect of decisional autonomy on customer satisfaction, and functional affordance played a positive mediating role in the impact of service robot autonomy on customer satisfaction. This research extends and enriches the relevant literature on human-machine interaction and customer satisfaction research. Further, the study also provides marketing insights for enterprises to improve autonomous robot design and enhance customer relationships.

        This study explores the role of the digital communication in determining customers’ e-service agent use behavior and examines whether perceived communicator authority interacts with communication style toward strengthening or weakening future e-service agent use intention. The results of this study provide pioneering evidence on the effects of digital service communication strategies. This study contributes to digital service research by exploring the communication strategies of e-service agents. Results also provide implications for practitioners on how to achieve most out of deploying digital communications in the digital customer service platform.
